QRS QualityISO 10002 Complaints Management
Assessing complaint handling involves more than counting closed files. Access, objective review, remedy follow-up and improvements to products or services must be considered together.
Define the scope correctly
How should “closed” be defined in complaint records?
Distinguish a remedy offered, customer acceptance, no response and referral to an external route. One label can conceal different outcomes. Review reasons and communications in sampled cases. Administrative closure must not automatically become a measurement of customer satisfaction.
Can the person complained about be the sole decision-maker?
Recognise conflicts that may affect objectivity. Establish review and escalation appropriate to the organisation's size. A small business may lack a separate department, but it should still explain decision evidence and how challenges are handled. Assessment cannot rely only on the word “impartiality” appearing in a procedure.
Do call centre reports demonstrate the entire complaint handling system?
Check which channels and customer groups the external centre covers. Internal emails, dealer reports or field feedback may be absent. Show resolution authority, data transfer and escalation of delayed cases in a connected workflow. Report coverage should align with the scope claimed for the service.
