Questions for your situation
Which records should connect within a complaint file?
Link the submission, product or service details, investigation, decision rationale, customer communications and closure status. Keep missing information and outstanding responsibilities visible. An outcome code alone is not an auditable file. Another employee should be able to understand how the case was handled by reading the record.
Can a case be marked resolved when the customer does not reply?
No response and acceptance of a remedy are different situations. Apply defined follow-up and closure rules and record the actual status. Reporting unanswered cases as satisfactory resolutions is misleading. Practise distinguishing pending cases, completed actions and outcomes agreed with the customer.
Can complaint rates across branches be compared directly?
Consider transaction volumes, service types, access to complaint channels and recording practices. A branch with more recorded complaints may have better recording rather than poorer service. Explain the denominator and scope. Examine suitable measures such as recurrence and resolution time alongside raw counts.
What if the complaint also concerns the person assigned to investigate it?
Arrange reassignment or escalation that supports impartial review. Limit information access to what is needed and maintain an approach that prevents retaliation. Respect both customer and employee rights. Discuss the risks of concentrating investigation, approval and appeal responsibilities in one person.
Should the effect of complaint handling training be measured only by an exam?
An exam can assess conceptual knowledge, while real or anonymised case exercises test practical skills more directly. Review record accuracy, communication quality and correct routing. Select scope according to the employee's role. A brief awareness session does not establish competence to investigate complex disputes.
What should be refreshed when a new product and returns channel are introduced?
Review product knowledge, channels, authority limits and applicable legal conditions. Add practical exercises where old cases do not cover the new responsibilities. Distributing an updated procedure alone does not demonstrate learning. Check understanding by processing an example case through the complete new workflow.
